Disruptions have become one of the defining challenges of today's travel experience. How airlines and travel brands can help turn customers' most stressful moments into loyalty-building ones.

Disruptions have become one of the defining challenges of today's travel experience.
Whether driven by severe weather, technology outages, staffing shortages or air traffic control constraints, disruptions are occurring more frequently – and at a larger scale. In 2025 alone, more than 58 million seats departing U.S. airports were impacted by cancellations or delays of more than two hours, a significant increase from pre-pandemic levels.
For travelers, this growing uncertainty is reshaping expectations. For airlines and travel providers, it represents one of the biggest opportunities to strengthen customer loyalty
Today’s travelers expect more than recovery; they expect control
Our latest research found that 89% of travelers planning to fly this year are concerned about experiencing a disruption. That concern spans every traveler segment, from business to leisure, frequent flyers to occasional vacationers.
The disruption itself isn't always what damages the customer experience. More often, it's what happens next. More than half of travelers who experienced a major disruption said they were not proactively notified about the issue. Instead, many learned about delays or cancellations from airport announcements, gate agents, or by discovering the problem themselves. Once they knew something was wrong, most struggled to find a solution quickly, with nearly half reporting it took more than two hours to resolve their situation.
During a disruption, every minute matters. Delayed communication and slow resolution increase stress, reduce available rebooking options, and ultimately shape how travelers remember the entire journey.
Disruptions create lasting business impact
The emotional and financial cost of disruptions extends well beyond delayed departures. Many travelers report feeling frustrated, stressed and overwhelmed during the resolution process, while 42% incurred out-of-pocket expenses for hotels, meals, transportation or alternative flights. These moments have become critical loyalty touchpoints.
Today's travelers increasingly evaluate brands not just on price or schedule, but on how they respond when plans don't go as expected. A poor disruption experience can quickly erode trust, while a seamless recovery can strengthen long-term customer relationships.
A competitive opportunity for airlines and travel brands
As disruptions become an unavoidable part of modern travel, leading brands are shifting their focus from simply managing operational challenges to improving the traveler experience.
Our research shows that 63% of travelers would be likely to purchase a disruption assistance product during booking, and the same percentage say they would be more likely to book with a travel brand that offers one. Travelers value both the ability to rebook on another airline and the option to receive a refund, highlighting a clear desire for flexibility and control when disruptions occur.
In an increasingly competitive marketplace, these offerings are becoming meaningful differentiators that can improve customer satisfaction while creating incremental revenue opportunities.
Turning disruptions into loyalty-building moments
Rather than viewing disruptions solely as operational challenges, travel brands have an opportunity to transform them into moments that build trust.
HTS' Disruption Assistance was designed to do exactly that. By proactively monitoring flights, notifying travelers immediately when disruptions occur, and enabling fast resolution through alternative flight options or refunds, the product helps travelers regain control when they need it most. The average disruption is resolved in approximately four minutes—a dramatically faster experience than what most travelers face today.
As traveler expectations continue to evolve, delivering confidence and flexibility is becoming just as important as getting passengers to their destination.
The future of customer loyalty won't be defined only by smooth journeys – it will be shaped by how brands respond when travel doesn't go according to plan.
